Who Answers the Phone at Midnight in Your Hotel?

In many independent hotels, a guest call at midnight lands on the owner's phone. They wake up, answer, and try to get back to sleep. Night after night.

We recently spoke with a hotel owner who told us exactly this. He was tired. The phone rang at night, often for things that could have waited, and he just wanted to rest. He wanted to outsource his guest communication. But he also worried that his guests would still need a phone number to call.

Both things can be true. But the answer is not a 24/7 phone line. It is fast, written support, around the clock. Here is why.

Who calls a hotel at night?

When we talked through his night calls, they fell into two groups.

Calls that don't need to happen at night. A guest in the US calls at their afternoon, not knowing it is the middle of the night at the hotel. They want to ask about parking, breakfast times or a booking change for next month. None of this is urgent. It can be answered in writing, at any hour, without waking anyone up.

Calls that are urgent. The guest can't get in, the room key doesn't work, something is wrong in the room. These need a fast answer. But they don't need a phone call. They need someone who replies quickly and fixes the problem.

The owner didn't want the first kind of call at all. And the second kind can be handled better in writing than by a tired owner answering half-asleep.

The same midnight problem, two ways

A guest arrives late. The door code doesn't work. Here is what happens next.

Owner on call

24/7 chat support

00:00

The guest calls. The owner's phone rings and wakes them up.

The guest writes on WhatsApp.

00:01

The owner, half-asleep, tries to understand the problem.

A support agent replies, with the booking details in front of them.

00:05

The owner looks for the right code, maybe gets up to check.

The agent checks the access system and sends a working code.

00:10

The guest is in. The owner is awake.

The guest is in. Nobody else was woken up.

The guest gets help in both cases. The difference is who pays for it: in the first, the owner pays with their night. And at midnight, a tired owner is not always the friendliest voice on the phone.

At Sigma Hostel in Zurich, where hostz runs written guest support 24/7, the average first response time from our agents was 65 seconds across 3,500 guest chats in the first six months.

"But my guests want to call"

This is the most common worry we hear, and it is a fair one. Many owners grew up with the hotel phone as the centre of guest service.

But what a guest really wants at midnight is not a phone call. It is a fast answer and a fixed problem. The phone is just the channel they know.

Written support has clear advantages, especially at night:

  • It is fast. No waiting on hold, no ringing until someone wakes up.

  • Nothing gets lost. The guest can send a photo of the broken lock or the screen with the error. The agent sees the whole conversation and the booking.

  • It works across time zones. A guest from the US can write whenever it suits them, and get an answer straight away.

  • The non-urgent questions get answered too, without anyone being woken up for them.

So the phone doesn't need to be the main point of your guest communication. Speed does.

What guests say in their 10/10 reviews

We read the reviews for the properties we support. When a guest gives a 10, the comment about service almost always says the same three things:

  • the support agent was kind and friendly

  • they replied straight away

  • they fixed the problem fast

Guests rarely mention whether they spoke on the phone or wrote a message. They remember how quickly someone helped them and how they were treated. That is what earns the 10.

How to get your nights back

If you are the one answering the phone at night, outsourcing guest communication can change that. A few things to look for:

  • 24/7 coverage, every night. Including weekends, holidays and high season.

  • Fast replies. Ask for the real average response time, not a promise.

  • Access to your systems. The team needs your booking details and access codes to actually fix problems, not just pass messages on.

  • Clear rules for real emergencies. Agree in advance what needs someone on site, and who that is.

Your guests still get help at midnight. You just don't have to be the one giving it.
